What is human-in-the-loop in AI customer support?

Short answer

Human-in-the-loop means people stay part of an AI system's work: they review, correct or take over what the AI does at the points where judgement matters. In customer support, the AI answers routine questions and a person steps in for complaints, edge cases and anything the AI can't solve.

Also called: HITL, human in the loop, human oversight of AI.

Where the human comes in

  • Taking over a conversation the AI hands over, like a refund dispute or an upset customer.
  • Filling gaps: answering a question the AI could not, so it knows the answer next time.
  • Correcting knowledge: fixing a page or document when an answer turned out to be out of date.
  • Setting the rules: deciding which topics the AI should never handle on its own.

Why it matters

A fully automatic agent is fast, but nobody catches its mistakes. A fully manual team catches everything, but can't answer at 2 a.m. Human-in-the-loop sits between the two: the AI takes the repetitive volume, and people handle the conversations where a wrong answer would cost you a customer.

It also makes the AI better over time, because every correction a person makes goes back into the knowledge the AI answers from.

Human-in-the-loop in SimplyBoost

  • The agent hands over on clear triggers: a request for a person, a complaint, a refund or billing dispute, a cancellation, a legal or data-protection request, or two questions in a row it could not answer.
  • Your team is alerted by email, in the dashboard or in a Slack thread. Once a person replies, the agent goes quiet, and Resume bot hands the conversation back.
  • Questions the agent could not answer are collected under Missing answers. Add the answer once and the agent uses it from then on.
  • The account owner plus up to 2 teammates are included on every plan, Starter included, and your team's replies don't count toward your AI replies.

Questions people ask

Is human-in-the-loop the same as human handover?

Not quite. Handover is one part of it: the moment a person takes over a conversation. Human-in-the-loop also covers answering what the AI couldn't and keeping its knowledge correct.

Does human-in-the-loop slow down replies?

Not for most questions. The AI still answers routine questions straight away, and only the conversations that need judgement wait for a person. In SimplyBoost the agent keeps helping until someone from your team replies.

Do I pay extra when my team replies to customers?

Not in SimplyBoost. Only messages the AI agent writes count as AI replies, and there is no fee per seat.
